AI in Customer Service: Adoption Is Real. Significant Impact Is Within Reach

Written by Damian Black, Chief Product and Technology Officer at AnywhereNow

AI has rapidly evolved from experimentation to an everyday operational asset in customer service. Most   organisations have moved past pilots and are actively integrating AI into workflows. For many organizations, the conversation has already moved beyond whether advanced AI belongs in the contact center - it already does today. The exciting challenge now is understanding how to translate this widespread adoption into consistently elevated outcomes for both customers and the business.

AI deployment in customer service continues to accelerate, with 23% of organizations already scaling deployed agentic-AI systems and another 39% actively experimenting with them. In fact, market forecasts indicate that AI will touch nearly every customer interaction as advanced assistants evolve beyond traditional chatbots.‌

With this momentum comes tremendous opportunity. Faster responses create new possibilities for richer engagement and better customer experience, while automation opens the door to more seamless, friction-free customer journeys. As organizations look to refine their strategies throughout 2026, the potential for AI to deliver meaningful, measurable improvements becomes increasingly attainable.

When Adoption Sparks Service Redesign

Much of today’s AI enthusiasm in customer service stems from a desire to elevate performance. In our always-on digital world where support volumes are rising, customer expectations are increasing and organizations are eager to deliver faster, always-available services. In response, many teams are deploying AI to address high-impact areas such as reducing long wait queues, eliminating repetitive queries, streamlining after-call work, simplifying complex case research, improving routing accuracy, and reducing the cognitive load agents face.

This creates a strong foundation for further transformation. When AI is introduced, it often highlights opportunities to further modernize service design. It encourages teams to unify knowledge, clarify ownership of customer journeys, and strengthen escalation paths. As these elements come together, AI becomes a catalyst for more cohesive, end-to-end experiences.

This is why many contact centers are seeing early efficiency gains and are now poised to advance outcomes that matter most to customers, such as first-contact resolution (FCR) and overall confidence in the service. To this point, conversational AI applications are reported to improve FCR by handling low-complexity queries and reducing repeat contacts, paving the way for deeper improvements as organizations refine their service foundations and capabilities.

Automation not only enhances touchpoints, but with thoughtful design, it becomes a powerful driver of better outcomes and faster, smoother experiences.

Why Trust Becomes a Strategic Advantage

Industry research consistently shows that trust is a defining factor in AI’s success in customer service. Customers increasingly welcome AI for routine tasks, especially when systems behave predictably, transparently, and with clear pathways to human support.

But as trust grows, organizations gain a unique competitive advantage to design AI experiences that feel reliable, empathetic, context-aware and importantly more personalised. When automated agents understand customer intent and provide clear options, customer confidence blossoms. Right now, organizations are witnessing rising customer comfort with AI for tasks like plan changes or account inquiries, particularly when combined with seamless escalation paths to humans.‌

By treating trust as a core design principle, organizations unlock more sustainable results and create AI experiences that customers genuinely value.

AI as an Amplifier of Human Expertise

In real-world customer service environments, augmenting AI with people consistently delivers the strongest impact. AI excels when it enhances human capability, rather than replacing it.

Examples of high-value augmentation are already transforming operations:

  • AI that summarizes previous interactions before an agent joins a call
  • Tools that surface relevant knowledge in real time
  • Intelligent routing systems that use context, not just keywords, to connect customers with the right support

These applications reduce friction for employees, elevate the quality of conversations, and create more personalized customer experiences.

AI also shines a light on opportunities for improvement. When data, processes, or journeys are clarified, organizations gain a stronger foundation for both automation and human-led service. This visibility empowers teams to make smarter decisions and deliver more consistent outcomes.

Forward-thinking organizations are shifting from asking “How much can we automate?” to “Where can AI meaningfully enhance human decision-making and consistency?”—a mindset that unlocks far greater value.

From Pilot to Payoff: A Strategic Mindset Shift

The journey from pilot projects to measurable payoff is less about scaling technology and more about evolving how service is designed, governed, and measured.

Organizations making the strongest progress tend to embrace a shared set of principles that:

  • Lead with augmentation before automation, ensuring AI strengthens human capability.
  • Build strong data and journey foundations, recognizing that AI thrives when it has rich, accurate context.
  • Measure success holistically, including resolution quality, repeat contact rates, and customer confidence - not just speed or cost.
  • Design intentional hand-offs between AI and people, creating clarity and continuity throughout the customer journey.

The organizations that thrive will not simply be those that adopt AI quickly. They will be the ones that integrate it thoughtfully into a broader service transformation grounded in trust, clarity, and human expertise. That is where meaningful, lasting payoff will happen.
